Customers Are Outsmarting Brands with AI—New CX Report Reveals What’s Really Happening

Customer experience (CX) is shifting. Not slowly. Not quietly. A new report from CX Network shows that customer behavior is being reshaped by artificial intelligence in ways many organizations did not fully expect.

The survey, conducted across 342 CX practitioners, reveals a simple truth. Customers are no longer waiting for companies to improve experiences. They are using AI tools to solve problems on their own. That shift is forcing businesses to rethink how they approach CX from the ground up.

36% of Practitioners Say AI Awareness Is Changing Customer Behavior

The most striking data point stands out immediately. Thirty-six percent of CX practitioners say that customer awareness of how AI works—and how it uses data—is now the top behavior influencing their work. That figure leads all other responses in the survey.

This matters for a practical reason. Customers are no longer passive participants. They know how AI systems operate. They know how data is collected and used. And they are adjusting their expectations based on that knowledge.

In simple terms, customers are no longer guessing. They are informed. And informed customers behave differently.

Top Customer Behaviors Influencing CX Work

Awareness of AI and data usage leads at 36%. Demand for convenience follows at 30%. Customers using AI tools during service and sales interactions comes in at 29%.

Each of these signals points in the same direction. Customers want speed. They want simplicity. And now, they have tools that help them get both without relying on a company’s interface.

Customers Are Bringing Their Own AI Into the Experience

Tools such as ChatGPT, Claude, Gemini, and Perplexity are no longer experimental. They are part of everyday behavior. Customers use them to compare products, summarize options, and make decisions without opening multiple browser tabs.

That changes the traditional CX model. Companies used to control the environment. They designed websites, structured product pages, and guided users through funnels. That control is fading.

Now, the customer controls the process. The AI assistant becomes the interface. The brand becomes one of many inputs.

This shift is subtle at first glance. It is not subtle in impact.

The “Endless Page” Problem Is Being Solved by AI

For years, online retailers leaned on large product catalogs. More options meant more opportunity. Or at least that was the assumption.

Customers saw it differently. Endless scrolling created friction. Too many choices slowed decisions.

AI tools are now solving that problem. A customer can ask an AI assistant to filter products, compare features, and recommend the best option. The result appears in seconds. No scrolling required.

This removes a key layer of the traditional digital experience. It also raises a new question. If AI curates the experience, what role does the brand’s website play?

AI Is Changing How Purchases Happen

The report also points to early signs of what comes next. Technologies such as Google’s agentic commerce tools and the Universal Commerce Protocol (UCP) allow customers to research and complete purchases inside AI-driven environments.

This means the transaction itself may no longer happen on a company’s website. It may happen inside a chat interface or AI-powered search experience.

That is a structural change. It affects visibility. It affects attribution. It affects how brands compete.

In short, it changes the rules.

Speed and Convenience Haven’t Disappeared—They’ve Shifted

Previous CX surveys told a familiar story. Customers wanted faster service. They wanted convenience. They wanted lower costs. In 2025, those priorities ranked at 43%, 40%, and 39% respectively.

This year’s results look different on the surface. Speed is no longer the top concern. Convenience is still present, but it ranks second. AI usage enters the top three.

This does not mean customers care less about speed. It means they now control it.

Melanie Mingas, editor at CX Network, explains it clearly. Customers now have tools that allow them to meet their own expectations for speed and efficiency. They no longer depend on organizations to deliver it.

That is a shift in control. And control, in CX, changes everything.

AI Trends Will Continue to Shape CX Through 2030

The survey also asked practitioners to look ahead. The responses show that AI will remain central to CX strategy for the foreseeable future.

Top Trends Expected to Influence CX by 2030

AI-powered operational technologies lead at 24%. Agentic AI and autonomous AI agents follow at 21%. AI-first customer journeys and AI-driven product research come in at 17%.

These trends point to a consistent direction. AI will not sit alongside CX. It will sit inside it. It will guide interactions, influence decisions, and shape outcomes.

For businesses, this raises a practical challenge. Adapting to AI-driven behavior is no longer optional. It is required.

CX Teams Must Rethink Their Role

The implications for CX practitioners are immediate. Traditional approaches focused on optimizing internal systems. Improve the website. Reduce friction. Speed up response times.

Those efforts still matter. They are no longer enough.

Customers now arrive with their own tools. They compare products across multiple brands without leaving a single interface. They gather insights before engaging with a company. They make decisions faster than many sales teams can respond.

This creates a new baseline. CX strategies must account for external AI usage, not just internal systems.

From an analytical standpoint, this is similar to the shift seen in search engine optimization (SEO). When search engines changed how results were displayed, businesses had to adapt their strategies. The same principle applies here. When AI changes how customers interact, businesses must adjust how they present information and engage users.

What This Means for Businesses Right Now

The data presents a clear message. Customers are using AI to simplify decisions. They expect faster answers. They expect relevant recommendations. They expect less friction.

Companies that rely solely on traditional CX models risk falling behind. Those models assume the brand controls the experience. That assumption no longer holds.

Instead, businesses need to think about how their data, content, and products appear within AI-driven environments. That includes structured data, API accessibility, and consistent product information across platforms.

It also includes trust. Customers who understand AI also question how their data is used. Transparency becomes a competitive factor.

The shift is already underway. The data confirms it. The behavior reinforces it.

Customers are not waiting for companies to catch up. They have already moved ahead.

Organizations can either adjust their CX strategies to align with this reality or continue optimizing for a model that is fading. The choice is clear. The timeline is not generous.
